Is artificial intelligence (AI) in customer experience (CX) management just a colossal failure? A lot of recent research seems to be pointing in that direction.
AnswerConnect’s 2026 AI Customer Service Attitudes Report, for one, tells us that:
- 85% of the 6,000 study participants indicated a preference for talking to a real, live human being, compared to only 5% who prefer AI
- 73% claimed they would be more loyal to companies who used real people for all service interactions
- 70% felt customer support would deteriorate if humans were removed in favor of AI
- 59% expressed frustration with AI agents
- 57% said their trust in a brand would decrease if it predominantly used AI for CX
- 31% stated that they would end the interaction if connected with AI
Glance’s 2026 CX Trends Report covered just 600 consumers, but revealed similar findings:
- 78% of respondents reported AI resolutions that were fast yet still frustrating
- over 50% said they won’t stay with a brand that eliminates human customer support
- 42% expressed the conviction that AI has made things harder
- only 10% named speed as a top priority, instead showing a surging preference for feeling understood
Given all that, it can certainly be easy to assume that AI has, quite simply, failed, at least for the purposes of CX. But a closer examination of the data shows that AI has delivered on two of its greatest promises, which are speed and availability.
If close to 80% of 600 people are complaining about fast, frustrating AI responses, then that means AI is at least delivering on speed. If nearly 60% of 6,000 consumers are frustrated with AI agents, then that means thousands have willingly turned to AI for support.
Understanding the Real Problem: What Is a CX Doom Loop?
So why isn’t all that speed and availability actually helping? One major problem is what people are calling the ‘doom loop’, where you call or chat with or otherwise contact AI, which proves unable to comprehend your query, concern, or complaint, and therefore starts the whole process over again, or shunts you to another channel or facility, whereupon the whole process is started all over again. Rinse, repeat, tear your hair out.
That’s not a problem of what AI is doing, but what it has been told to do. Far too many companies have embraced the idea that, the fewer complaints escalated to human agents, the more successful the AI implementation. The unfortunate result of this instruction, all too often, is that AI will avoid escalating issues at all costs – thus, the doom loop.
Three Guiding Principles to Fix AI in CX
The fix for this – and many so-called AI problems – can be surprisingly simple. In fact, we can condense it into three guiding principles:
Give customers an off-ramp that’s easy to find and use, enabling them to shift from AI to a human agent whenever they want, for whatever reason they want. Customers will be more open to AI if they know they can quickly access other options.
Use AI to support, rather than supplant human agents, especially with updating them on all the customer and interaction history to date, so that people don’t have to identify and explain themselves all over again.
Be transparent about AI use, because a lot of consumer resistance to AI has to do, again, not so much with AI itself, but the feeling that they are being deceived or fobbed off, instead of understood and supported.
